The fitness industry has spent years removing friction from the customer experience. Prospects can now research a gym, select a membership, sign an agreement, submit payment information, receive a digital barcode, enter the facility, follow a workout, and eventually cancel—all without having a meaningful conversation with another person. From an operational perspective, this appears efficient. From the member’s perspective, it appears convenient. From a retention perspective, however, it may be creating a serious and largely invisible problem. A member who never speaks with a salesperson, manager, trainer, or front desk employee may successfully complete every transaction associated with the membership while never developing an actual relationship with the gym.
